Summary
Gartner is bringing back its “generalist” Magic Quadrant for ITSM platforms after the 2023 edition, citing evolving market conditions and continuing to assess both standalone AI applications and AI modules integrated into ITSM platforms, while treating ITSM as the “source of truth.” ServiceNow is named the leader, with Moveworks as challenger and Aisera plus BMC Helix as visionaries; the report also ranks Atlassian, Freshworks, Halo, ManageEngine, SymphonyAI, and SysAid among niche players, highlighting how AI investment, licensing changes, and support models affect buyers’ decisions. The impact is that ITSM vendors are increasingly differentiating on AI capabilities and workflow automation, but Gartner warns that core ITSM coverage, deployment complexity, and add-on/SLA/licensing terms can materially change total cost and implementation risk.

Gartner has brought back its general-purpose Magic Quadrant for ITSM platforms, citing “evolving market conditions.” The last edition dated from 2023; in 2024, the firm had shifted to a more specialized format focused less on platforms themselves and more on the AI layers built on top of them, especially those using ITSM data and metadata as their primary source. That approach was repeated in 2025, covering both standalone AI applications and AI embedded in ITSM platforms or available as add-ons. The result was a split landscape: ServiceNow as leader, Moveworks as challenger, Aisera and BMC Helix as visionaries, and Atlassian, Freshworks, Halo, ManageEngine, SymphonyAI and SysAid as niche players.

The return of the broader Magic Quadrant does not mean the specialized view is disappearing. Gartner’s explanation suggests the opposite: buyers increasingly evaluate AI separately from core ITSM functionality, but they are not replacing their ITSM platform, which remains the “source of truth.” The new report therefore re-centers the market on the platform layer while acknowledging that AI has become a distinct buying criterion.

The 2026 Magic Quadrant covers 16 vendors and identifies four leaders. The evaluation is split across two axes: “execution,” which reflects the ability to meet demand through customer experience, pricing, and product/service quality; and “vision,” which measures strategy, including commercial, marketing, and innovation direction. On execution, ServiceNow ranks first, followed by Atlassian, Halo, BMC Helix, ManageEngine, Freshworks, TeamDynamix, Ivanti, Salesforce, EasyVista, SysAid, OpenText, TOPdesk, Xurrent, Matrix42 and SymphonyAI. On vision, ServiceNow again leads, ahead of BMC Helix, Atlassian, Freshworks, Salesforce, Halo, ManageEngine, Ivanti, OpenText, TeamDynamix, Xurrent, EasyVista, SysAid, TOPdesk, Matrix42 and SymphonyAI.

Atlassian stands out for functional differentiation, with Gartner highlighting its investment in ITSM, its patent portfolio and the strong market recognition of its offer. The vendor is also credited with differentiating through Rovo, its agentic AI capability, Teamwork Graph, its unified data graph, and DevOps integrations. But Gartner also warns that Atlassian is now developing AI faster than the core product, potentially at the expense of out-of-the-box ITSM depth. Licensing is another concern: the company has made several changes, including ending Data Center offers and introducing usage-based pricing for AI and some assets. Gartner also flags customer relationship risks, saying Atlassian tends to concentrate account managers on strategic customers, which could affect availability for others, especially for implementation and live support.

BMC Helix is praised for its global footprint across customers, offices, partners and hosting. Gartner also likes its “balanced” roadmap, which includes notable improvements in change, problem and configuration management, as well as advanced AI capabilities and integration with Helix Operations Management for observability. However, the platform is described as operationally complex, with major version upgrades requiring significant preparation. Gartner also points to dependencies on third parties for several components, including LLMs, iPaaS, reporting and some service management capabilities, which limits differentiation. Direct engagement with BMC Helix may also be difficult for smaller organizations, Gartner suggests.

Freshworks has strengthened its ITSM core through the acquisitions of Device42 and FireHydrant, improving dependency mapping and incident response. Like Atlassian, it benefits from strong brand awareness and often appears on shortlists. Gartner also notes that the company is responsive to customer feedback and quick to turn it into product features. The downside is that users need add-ons for AI, CMDB and integration to get the full value of the platform. Sandbox environments and audit logs are only available at the highest license tier, and standard support does not include guaranteed response or resolution times. Gartner also считает that Freshworks’ ServiceOps messaging is not the most effective way to reach its target audience.

ServiceNow remains the most functionally advanced vendor in the field. Beyond its global presence across communications channels, partners and users, Gartner says it differentiates through AI agent management, native DEX, process mining and workflow optimization. The platform is also credited with a unified data model, granular governance and highly flexible automation. The main caveat is cost. A new economic model introduced in April 2026 adds various GenAI components to each license tier, and Gartner says this may be less favorable for new customers than the previous setup. The entry-level ITSM Foundation package will not meet the needs of most buyers, lacking change and problem management, among other things. Additional modules must also be budgeted for capabilities such as ITOM or workflow approvers. And although self-service resources exist, a significant share of customer success remains reserved for premium offerings.

Plates-formes ITSM : 16 fournisseurs, 4 « leaders »
